Supporting Families Through Issues or Misunderstandings

The purpose of this SOP is to ensure that all concerns, issues, or misunderstandings raised by families are handled with professionalism, empathy, consistency, and clarity. This procedure supports positive family relationships, protects staff, and reinforces trust in school leadership while ensuring concerns are addressed promptly and appropriately.


Guiding Principles

All staff must follow these principles when supporting families:

  • Lead with empathy, not defensiveness

  • Listen to understand, not to respond

  • Use calm, neutral, and factual language

  • Never assign blame or make assumptions

  • Maintain confidentiality at all times

  • Escalate concerns appropriately

Scope

This SOP applies to:

  • Front desk staff

  • Teachers

  • Administrators

  • Directors

Procedure

STEP 1: Receive the Concern

Who: Front Desk Staff or Teacher

  • Acknowledge the family’s concern calmly and respectfully.

  • Thank the parent for bringing the concern forward.

  • Do not interrupt, argue, or explain prematurely.

What to Say

“Thank you for sharing this with me. I understand your concern, and I’m going to make sure it’s addressed appropriately.”

Important

  • Do not promise outcomes.

  • Do not discuss other children, families, or staff.

  • Do not attempt to resolve complex issues independently.

STEP 2: Document the Concern

Who: Staff receiving the concern

Record the following immediately:

  • Date and time

  • Parent/guardian name

  • Child’s name

  • Summary of concern (facts only, no opinions)

  • Your name and role

Submit documentation to the Director or Assistant Director the same day.

STEP 3: Escalate to Administration

Who: Director or Assistant Director

  • Review documentation.

  • Determine whether the issue is:

    • A misunderstanding

    • A service concern

    • A policy-related issue

    • A staff performance concern

  • Decide next steps before contacting the family.

STEP 4: Contact the Family

Who: Director or Assistant Director

  • Contact the family within 24 business hours.

  • Acknowledge the concern.

  • Clarify facts.

  • Reassure the family that their concern is taken seriously.

What to Say

“I appreciate you bringing this to our attention. I’d like to talk through what happened and make sure we’re aligned moving forward.”

STEP 5: Internal Review (If Needed)

  • Meet privately with involved staff.

  • Review facts, documentation, and expectations.

  • Identify training needs, corrections, or clarifications.

  • Maintain confidentiality.

STEP 6: Resolution & Follow-Up

Who: Director

  • Share resolution or next steps with the family.

  • Reinforce partnership and expectations.

  • Document the outcome and any follow-up actions.

What to Say

“Thank you for working through this with us. We value your partnership and want to ensure your child continues to feel supported here.”

Escalation Guidelines

Immediate Director involvement is required if:

  • Emotions escalate

  • A safety concern is raised

  • A staff member is directly accused

  • A parent requests leadership involvement

What Staff Must NOT Do

  • Gossip or discuss concerns with other parents or staff

  • Dismiss or minimize a family’s concern

  • Over-apologize or admit fault prematurely

  • Share internal disciplinary actions

  • Handle repeated or serious concerns alone


Documentation Requirement

All concerns and resolutions must be logged in the Parent Communication or Incident Log within 24 hours.
