SOP: Pick-Up Procedures & Customer Service

Purpose:
To ensure consistent enforcement of child release procedures while maintaining a respectful, empathetic, and confidence-building experience for authorized family members.


SITUATION

A grandparent is authorized to pick up grandchildren while parents are on vacation.
The grandparent becomes frustrated because:

  • She does not have an entry code

  • She is asked for ID by different staff members on different days

  • She feels inconvenienced and questioned

The Director is present when the concern is expressed.

STEP-BY-STEP PROCEDURE

STEP 1: Initial Staff Response

Front Desk / Staff Responsibilities

  • Remain calm and respectful

  • Do not become defensive

  • Acknowledge frustration

  • Do not bypass ID procedures

Approved Language:
“I understand this feels frustrating. For safety reasons, we do need to check ID for anyone we don’t personally know.”

STEP 2: Director Intervention (When Emotions Escalate)

Director Responsibilities

  • Step in immediately

  • Validate feelings

  • Clearly explain the policy

  • Reframe the inconvenience as protection

Approved Language (Director Script):
“I’m so sorry this has been frustrating. I completely understand why it feels inconvenient.”

“I want to explain why you’re being asked for ID. It’s our responsibility to keep your grandbabies—and all children—safe. If anyone is in the front office who doesn’t personally recognize you, they are required to verify ID. This keeps every family protected.”

STEP 3: Policy Explanation (Clear & Calm)

  • ID is required for any adult not personally known to the staff member present

  • Different staff = different verification needs

  • Consistency prevents unsafe assumptions

Key Message:

STEP 4: Offer a Solution (Turn Frustration Into a Win)

Director Responsibilities

  • Proactively reduce future inconvenience

Approved Language:
“Since you’ll be picking up all week, let’s get you a door code so this is easier for you going forward.”

STEP 5: Confirm Authorization

  • Verify the grandparent is listed as an authorized pick-up

  • Ensure contact and access information is updated

  • Communicate the plan clearly

  • Say “They know you” as justification

  • Argue or dismiss frustration

  • Make exceptions without Director approval
